Airbnb has announced that its proprietary AI agent is currently managing approximately one-third of customer support inquiries across North America, with plans for a global expansion underway. The company projects that, if successful, within a year, over 30% of all customer support tickets will be resolved by AI-powered voice and chat systems in every language where human agents are also employed.
During the company's recent fourth-quarter earnings call, CEO Brian Chesky stated, “We think this is going to be massive because not only does this reduce the cost base of Airbnb customer service, but the quality of service is going to be a huge step change.” This statement implies a belief that the AI system will surpass human agents in effectively resolving certain customer issues.
Airbnb also highlighted the strategic recruitment of Ahmed Al-Dahle as its new CTO, who was brought over from Meta specifically for his deep expertise in artificial intelligence, underscoring the company's ambition to develop an AI-native platform.
Chesky elaborated that under Al-Dahle's leadership, Airbnb is set to launch an application designed not merely for search functionality, but one that genuinely “knows you.”
“It will help guests plan their entire trip, help hosts better run their businesses, and help the company operate more efficiently at scale,” Chesky explained, attributing Al-Dahle's hiring to this transformative vision.
Chesky further praised Al-Dahle, stating, “Ahmad is one of the world’s leading AI experts. He spent 16 years at Apple, and most recently led the generative AI team at Meta that built the Llama models. He’s an expert at pairing massive technical scale with world-class design, which is exactly how we’re going to transform the Airbnb experience.”
Similar to other enterprises anticipating significant shifts due to AI, Airbnb's leadership is emphasizing its proprietary database and distinct product offerings as key differentiators that generic AI chatbots cannot replicate.
During the earnings call, Chesky informed analysts, “A chatbot doesn’t have our 200 million verified identities or our 500 million proprietary reviews, and it can’t message the hosts, which 90% of our guests do.” He instead proposed integrating AI as an enhancement layer over the existing Airbnb experience, predicting it would significantly boost growth.
Airbnb projects revenue growth in the “low double digits” for the current year, following a strong fourth quarter where it generated $2.78 billion, exceeding analyst estimates of $2.72 billion. For the current quarter, the company anticipates revenue between $2.59 billion and $2.63 billion, surpassing Wall Street's forecasts of $2.53 billion.
Concerns were raised by investors regarding the long-term risk posed by AI platforms potentially entering the short-term rentals market. However, Chesky countered this perspective, asserting that Airbnb's value extends beyond its consumer application to encompass its host application, comprehensive customer service, and robust protections, including insurance and user verification systems.
He emphasized, “We’ve built this over 18 years. We handle more than $100 billion in payments through the platform.”
Chesky also noted that AI chatbots function similarly to traditional search engines by generating top-of-funnel traffic. He further highlighted that this AI-driven traffic demonstrates a higher conversion rate compared to traffic originating from Google, indicating a potential benefit for Airbnb with the broader adoption of AI.
Airbnb has already begun integrating AI into its search capabilities, currently rolled out to a “very small percentage” of its user traffic, as it explores more conversational search interfaces. Future plans include the integration of sponsored listings directly within its search results.
In contrast to Spotify's recent disclosure that its top developers have not written code since December due to AI, Airbnb provided a broader measure of its internal AI adoption. The company reported that 80% of its engineers currently utilize AI tools, with an objective to reach 100% adoption in the near future.
